Airbnb’s custom-built AI agent now handles roughly a third of customer support tickets in North America. The company plans to roll the feature out globally, expecting more than 30% of all support tickets to be handled by AI voice and chat within a year.

AI as Cost Cutter and Quality Upgrade

CEO Brian Chesky framed the AI agent as both a cost reduction and a quality improvement during the company’s Q4 earnings call. “We think this is going to be massive because not only does this reduce the cost base of Airbnb customer service, but the quality of service is going to be a huge step change,” Chesky said.

The company recently hired Ahmad Al-Dahle as CTO, bringing him over from Meta where he led the generative AI team that built the Llama models. With Al-Dahle’s guidance, Chesky said Airbnb plans to create an “AI-native experience” — an app that “knows you” rather than just searching for you.

Airbnb is also using AI to power search for a small percentage of traffic, experimenting with making search more conversational before integrating sponsored listings.

Defending Against AI Disruption

When investors asked whether AI platforms could eventually compete in short-term rentals, Chesky pushed back. He pointed to Airbnb’s 200 million verified identities, 500 million proprietary reviews, and $100 billion in payment processing as assets that chatbots cannot replicate.

“A chatbot doesn’t have our 200 million verified identities or our 500 million proprietary reviews, and it can’t message the hosts, which 90% of our guests do,” Chesky said.

He added that AI chatbot traffic actually converts at a higher rate than Google traffic, suggesting the shift toward AI-driven search could benefit Airbnb’s top of funnel.

Looking Forward

Airbnb reported Q4 revenue of $2.78 billion, above estimates, and forecast “low double digits” growth this year. Internally, 80% of engineers now use AI tools, with a target of 100%. The company’s bet is clear: use AI to handle support at scale while keeping humans focused on the platform features that AI cannot easily replicate.
